Where the customer was stuck

Drawings and technical files sat in PLM, knowledge documents in OA, with more scattered across local directories. Worse, the org structures and accounts in those systems did not line up — the knowledge base got built and nobody could see it under their own permissions.

How it was solved

  • Connect the PLM and OA document interfaces and sync incrementally, leaving documents maintained where they already live
  • Sync org structure and user records alongside, so permissions follow the person instead of requiring a second account system
  • Bring local directories in as a third source so material that never made it into a system is not missed

Where the customer was stuck

To get one answer, front-line staff first guess which system holds it, then dig through slides and spreadsheets — and once they find something, they still have to judge whether it is the current version. So the common shortcut is to skip the systems and ask a colleague. A handful of experienced people spend much of their day answering the same questions again, and none of that experience is ever captured. When they leave, it leaves with them.

  • Let people ask questions instead of hunting for files. The answer comes back with the source document and page, so anyone can open the original and check it themselves
  • Separate knowledge bases and separate permissions per scenario — sales sees sales, support sees support, with no need to loosen access just so search works
  • Material stays where it is already maintained and flows in on update. Nobody wants to keep a second copy of the documentation alive for the sake of AI

Meanwhile service quality is sampled by hand, covering only a small fraction: problems surface largely by luck, and usually well after the fact.

  • Let customers self-serve the common questions, answered from the company's own knowledge base rather than the model's memory — saying the wrong thing in support carries liability
  • Review every call and chat automatically, flagging sentiment, risk and whether handling followed procedure, so people only review what was flagged
  • Route to a person when the model is unsure instead of answering anyway. The fallback is designed in, not added after an incident

Outcome

Headcount shifts from repeat questions to the work that actually needs a person, and QA moves from sampling a fraction and finding out at month end to reviewing everything and following up the same day.
